CONTEXTE Au sein de la Direction Informatique d'un grand groupe de protection et d'assurance mutualiste, l'équipe Communication & Expérience Utilisateurs pilote l'accessibilité et l'autonomie des collaborateurs vis-à-vis du système d'information. Dans ce cadre, la mission porte principalement sur la structuration et la gouvernance du Knowledge Management — bases de connaissance, SharePoint, FAQ — ainsi que sur l'optimisation continue du chatbot IA interne. L'enjeu est d'améliorer le taux de résolution en selfcare et la qualité de l'expérience conversationnelle en s'appuyant sur des contenus rigoureusement structurés et compatibles avec l'IA. RÔLE ET RESPONSABILITÉS PRINCIPALES Knowledge Management & gouvernance de la connaissance ● Auditer, restructurer et faire vivre les bases de connaissance (FAQ, aide en ligne, SharePoint) en les rendant compatibles avec le traitement par chatbot IA ● Définir et déployer le référentiel de bonnes pratiques de rédaction : structure sémantique, mots-clés, format des titres, longueur et lisibilité des articles ● Animer la communauté/squad KM : former les contributeurs aux standards, garantir la cohérence éditoriale ● Mettre en place les indicateurs de pilotage : couverture, taux de résolution, satisfaction, fraîcheur des contenus Optimisation du chatbot IA interne ● Analyser les interactions utilisateurs (retours, logs, verbatims) pour identifier les irritants et les zones de non-réponse ● Enrichir et optimiser les réponses : reformulation des articles, ajout de mots-clés, création de contenus manquants ● Piloter un plan d'amélioration continue et en reporter les résultats auprès des équipes techniques et du management Communication & contenus pédagogiques ● Créer des supports pédagogiques accessibles (tutos vidéo, guides pas-à-pas, communications utilisateurs) ● Animer des webinaires éducatifs à destination des collaborateurs (2 par semaine environ) ● Concevoir et analyser des enquêtes de satisfaction (élaboration, diffusion, publication des résultats) LIVRABLES ATTENDUS ● Référentiel de gouvernance KM : standards de rédaction compatibles IA, processus de mise à jour, guide de contribution ● Bases de connaissance restructurées et maintenues à jour (FAQ, SharePoint, aide en ligne) ● Reporting mensuel des indicateurs KM et chatbot (taux de résolution, satisfaction, usage, couverture) ● Plan d'amélioration continue du dispositif selfcare avec jalons et métriques ● Contenus pédagogiques : tutos vidéo, supports de webinaires, communications utilisateurs Résultats d'enquêtes de satisfaction publiés et analysés MUST HAVE — critère éliminatoire 3 à 5 ans d'expérience en Knowledge Management, Digital Workplace ou expérience utilisateur avec composante KM significative Capacité à structurer et gouverner une base de connaissance compatible IA : architecture sémantique, mots-clés, normes de rédaction Expérience en gestion ou alimentation d'un chatbot IA (analyse des interactions, identification des irritants, enrichissement des réponses) Maîtrise de Microsoft 365 : SharePoint, Teams, OneDrive — et des outils de création de contenus digitaux (Canva, Loom, Gamma ou équivalents) Capacité à animer des groupes de travail, des webinaires et des communautés d'utilisateurs non-techniques Maîtrise du Pack Office dont Excel niveau avancé (tableaux de bord, TCD, Power Query) NICE TO HAVE — apport différenciant Connaissance ITIL — gestion des connaissances et support (ITIL 4 Foundation apprécié) Maîtrise de la suite Adobe (InDesign, Photoshop, Premiere Pro) Expérience en secteur IT grands comptes, assurance ou protection sociale Connaissance des outils d'enquête et de mesure de satisfaction (NPS, CSAT, Power BI)

Supplier & Carrier Management: Engage and manage third-party providers (e.g. ISPs, VoIP platforms, carriers), ensuring effective fault escalation, progress tracking, and accountability. Event, Monitoring & Major Incident Support: Investigate alerts, outages, and performance issues (e.g. latency, jitter, packet loss), supporting major incident response and service restoration. Knowledge Management & Documentation: Maintain and enhance technical documentation, known error records, and Knowledge Base articles related to telecoms and networking solutions. Collaboration & Service Improvement: Work closely with IT and Comms Specialists to improve processes, reduce escalations, and strengthen service delivery across the business. Service Communication: Maintain clear, concise, and professional communication with customers and stakeholders throughout the incident lifecycle, ensuring a positive service experience. Operational Tooling: Effectively use ticketing systems, RMM tools, and third-party platforms to manage workload, prioritise tasks, and maintain data accuracy. Out-of-Hours Support: Provide support for telecoms and connectivity services during scheduled weekend shifts, escalating to on-call specialists in line with defined processes. Customer Experience Excellence: Provide a professional, reliable support service focused on minimising disruption and maintaining strong customer satisfaction (CSAT/NPS). What we're looking for: Have an ICT and/or Telecoms background with service desk experience is essential Basic understanding of SIP, RTP, NAT, and VoIP fundamentals. Basic knowledge of routing, switching, VLANs, and firewall concepts. Engineering Mindset and a keen desire towards problem-solving and ability to diagnose issues logically. Excellent communication skills with a customer-first mindset. Ability to work effectively in a fast-paced helpdesk environment. Desire to grow skills and progress toward more advanced comms engineering roles. Exposure to hosted VoIP platforms (e.g., Yealink, Gamma, Horizon, CallSwitch, etc.) Experience with DrayTek, Unifi, Aruba, or similar networking solutions.
